Conflict & Difficult Conversations

De-Escalating Verbal Conflict training

Practical techniques for staying calm, reducing tension and safely managing angry, upset or confrontational people.

How anger rises and falls

Anger follows a predictable pattern. The earlier you respond, and the calmer you stay, the more likely it is to come back down.

Overview

Many staff face verbal hostility as part of their job: on the phone, at a reception desk, on a ward, in a classroom or on a doorstep. Handled badly, these moments escalate quickly. Handled well, most can be calmed down.

This course gives participants a clear understanding of what drives escalation and a practical set of verbal and non-verbal techniques for bringing tension down. It focuses on keeping staff safe, staying professional and knowing when to disengage.

What changes back at work

The real test of training is what people do differently on an ordinary day. Here's what de-escalating verbal conflict looks like in practice.

A visitor raises their voice at reception

The staff member lowers theirs, acknowledges the frustration and offers a choice.

A caller becomes abusive

The call is handled calmly and, if needed, ended in line with procedure.

An incident is over

Colleagues debrief and look after each other.
